What to do when small businesses trust AI as much as agents

Entrepreneurs are now turning to AI search tools for insurance guidance as often as they consult an agent. It's a shift that's forcing the industry to rethink how trust is earned.

Thirty-six percent of small-business owners have already used AI to research business insurance, while 31% consulted an insurance agent, according to ERGO NEXT research published in July.

But AI is only part of the story. A third of respondents also sought advice from other business owners, and 36% turned to online forums.

Together, these findings point to a fundamental change in the buying journey: Insurance awareness and education increasingly happen outside insurer-owned channels.

As entrepreneurs build knowledge through a growing mix of digital channels, peer networks and professional guidance, they arrive ready to request a quote with more context, more questions and clearer expectations. As a result, insurers need to rethink how and where they earn customers' trust throughout the buying journey.

Why you need to be there before they're ready to buy

Today's insurance buying journey doesn't begin on an insurer's website. By the time entrepreneurs arrive there, many have already researched their options through generative AI, social media, online communities and conversations with other business owners.

That changes the role insurers and agents play in the buying journey. Rather than introducing customers to the basics of business insurance, they're increasingly helping prospects validate, refine and apply information they've already gathered.

These conversations may also be encouraging entrepreneurs to think about insurance earlier in their business journey. Our survey found that 82% of business owners in their first year have business insurance, compared with 67% of those operating for one to five years.

If more entrepreneurs are considering insurance earlier in their business journey, insurers need to reach prospective customers earlier, too.

That means thinking beyond the moment someone lands on your website and considering how your brand shows up across the channels where entrepreneurs first begin researching their options — and then matching it with a digital experience that delivers on the expectations customers have already formed.

Three questions every insurer should ask

As the path to purchase evolves, the following questions can help evaluate whether your digital experience is aligned with how entrepreneurs discover, evaluate and buy insurance today.

  1. Is your expertise easy to find and understand?

Customers may encounter your organization through AI-generated answers, search results, social media posts, third-party articles or your own website. While you can't control every conversation, you can make it easier for accurate information about your products and expertise to be discovered wherever customers are researching.
That starts with publishing clear, practical content across the channels customers already use. Educational articles, FAQs, coverage guides, thought leadership and other resources can help answer common questions while giving search engines and generative AI tools more reliable information to reference when surfacing your expertise.

Clear, well-structured information is easier for people to find, understand and trust. It also increases the likelihood that generative AI accurately interprets and surfaces your expertise. If customers can find credible answers while they're still researching, they'll be more likely to arrive at your website ready to take the next step.

  1. Are your digital experiences helping customers move forward with less friction?

As customers arrive on your website with more information and higher expectations, your digital experience should help them move confidently from research to decision-making.
That begins with reducing friction at every stage of the journey. Personalize recommendations based on customer needs, replace repetitive forms with progressive data collection and preserve context across digital and human interactions so customers don't have to repeat themselves.

AI can play an important role here, too. Your customers are already using AI to research business insurance before they reach your website. Once they're in your digital channels, conversational assistants, personalized recommendations and guided coverage exploration can help them find answers faster, navigate options more confidently and move from research to action with less effort.

  1. Are you making it easy for customers to get expert help when they need it?

Even with more information at their fingertips, many entrepreneurs still struggle to determine what business insurance they actually need.
Conflicting advice, nuanced coverage options and industry-specific risks can make the decision overwhelming. In fact, one in five small-business owners without insurance say it's because the insurance buying process is too confusing, according to our research.

It's a signal that while generative AI can answer basic insurance questions, many entrepreneurs still need a human advisor or agent who can evaluate their circumstances, explain the tradeoffs and recommend the right coverage.

The best digital experiences don't treat self-service and human support as separate channels; they make it easy to move between them as customer needs evolve. Providing a clear path to expert guidance at key decision points can build confidence and move hesitant buyers toward a purchase.

The insurance buying journey has become more connected, even as it has become more distributed. Customers may discover your expertise in one place, validate it in another and ultimately choose to buy through your website or an advisor.
